Rapport is the ultimate tool for producing results with other people.
Here’s a short story that will change how you show up when the pressure hits. A few years ago, Robert Glazer found himself stranded overnight with dozens of weary passengers at the Charlotte airport. After hours of delays, frustration was already simmering, and then the gate agent grabbed the mic. Instead of reassurance or empathy, she delivered what sounded like a threat: board quickly or this flight won’t leave tonight. That tone, sharp, cold, and disconnected, instantly poured fuel on the fire. Tired people snapped. Tension exploded. A bad situation became worse, not because of the delay, but because of the way it was communicated.
Fast forward to a more recent flight. Same recipe for chaos: delays, weather, shutdown-related FAA restrictions, and no clear departure time. But this time, the captain stepped into the cabin, calm and collected. He told the truth. He explained the challenge. He didn’t overpromise, didn’t hide, and didn’t talk down to anyone. And something remarkable happened, the passengers relaxed. They felt included, respected, and part of the solution. Why This Hits Home in the Fire Service
In the firehouse and on the fireground, we live this truth every day. Crews take their emotional cues from the person in charge. A company officer who stays calm during a messy call can bring order to chaos. A leader who speaks with respect, transparency, and composure builds trust, not just when things are smooth, but when everything is falling apart.
Conversely, when leaders bark, blame, or lead with fear, people shut down. Morale dips. Communication breaks. Mistakes happen. It’s not the pressure that breaks crews, it’s feeling disconnected from the leader responsible for guiding them through it.
The pilot’s approach is exactly what great fire service leaders do:
Stay visible and accessible. Don’t disappear when things get tough.
Communicate early, clearly, and honestly. Even bad news lands better when it’s delivered with respect.
Build rapport before you need it. Trust established in calm moments pays off in the chaos.
Set the emotional tone. Calm is contagious… and so is panic.
Strong leadership doesn’t remove the challenge, it makes the challenge workable. And in our world, that difference can change everything.
